Complaints and Disputes: What to Do When Money Does Not Arrive

A complaint is only as strong as the evidence you captured before you needed it. Here is the escalation path, and the point where it ends.

Direct Answer: The Five Steps, in Order

Establish which state your money is in. Capture evidence before you open a ticket. Write the ticket so it can be resolved in one reply. Measure the response against the operator’s own published rules. Then escalate, understanding in advance how far escalation can go.

The last step carries a limit that Malaysian players should know before the first step, not after: U88 publishes no licence number we can look up on a regulator’s register, and Malaysia does not licence online casinos at all. There is therefore no external gambling regulator to appeal to. Every dispute is settled with the operator, which makes the evidence you hold the whole of your leverage.

Step one: establish which of four states your money is actually in

Most complaints that stall do so because the player and the agent are discussing different problems. Before anything else, work out which of these describes your situation, because each has a different route.

StateWhat it looks likeWhere it is resolved
Deposit not creditedFunds left your bank or wallet, balance did not movePayment rail, plus operator ticket
Withdrawal pendingRequest accepted, still shown as processingOperator ticket, timing and limits
Withdrawal rejectedRequest declined or reversed into the balanceOperator ticket, usually a rules question
Balance adjustedWinnings removed or reduced after the factOperator ticket, usually a bonus terms question

The fourth row is the one most often mislabelled as theft when it is a terms dispute, and the first row is the one most often labelled a terms dispute when it is a payment-rail problem. Getting the label right at the start saves several days.

Step two: capture the evidence before you open the ticket, not after

Once a ticket is open, records can start moving. Capture first. Everything on this list is available to you and none of it depends on the operator's cooperation.

EvidenceWhere it comes fromWhy it matters
Deposit receiptYour bank or eWallet appProves money left your account, independently of the operator dashboard
Transaction referenceBank or wallet statementThe number an agent can search against
Account transaction logScreenshot from the operator dashboardShows what their system displayed to you, and when
Terms as at opt-inScreenshot of the promotion page, device clock visibleThe only defence against a mid-promotion terms change
Support transcriptScreenshot or exported chatConverts a verbal assurance into a written one
Timeline noteWritten by youDates and times in order, so nothing is reconstructed later

One caution about crypto. A completed USDT transfer on TRC-20 is irreversible, and your evidence is the on-chain transaction hash rather than a reversible bank record. Keep the hash. It is proof of transmission, though not proof of crediting.

Step three: write the ticket so it can be answered in one reply

Support agents work from queues. A ticket that contains everything needed to act gets acted on; a ticket that needs three clarifying questions takes three cycles. Structure it in this order:

  1. Your account username, and nothing else identifying in the first line.
  2. The exact amount and currency.
  3. The date and time, with the time zone stated.
  4. The method used, named precisely: DuitNow, Touch 'n Go eWallet, Maybank, CIMB, Public Bank, RHB, Hong Leong, cash deposit machine, or USDT TRC-20.
  5. The transaction reference or on-chain hash.
  6. One sentence stating what you want: credit the deposit, release the withdrawal, or explain the adjustment.
  7. Attachments, named so they can be matched to the numbers above.

Keep it factual and keep it short. Anger is understandable and it does not move a queue. A ticket that reads like a record is easier to escalate later than one that reads like an argument, and it is also easier for a second agent to pick up.

Support is published as 24/7 in English, Malay and Chinese, with a listed phone number of +6018-394 8888. Use more than one channel if a ticket stalls, because a channel that produces a written record is worth more than one that does not.

A ticket template you can copy

Paste this, fill the brackets, and delete nothing. Agents work faster from a structure they recognise.

Username: [your username]
Issue: [deposit not credited / withdrawal pending / withdrawal rejected / balance adjusted]
Amount: RM[amount]
Date and time: [date, time, GMT+8]
Method: [DuitNow / TNG / Maybank / CIMB / Public Bank / RHB / Hong Leong / cash machine / USDT TRC-20]
Reference: [bank reference or transaction hash]
What I see: [one sentence]
What I am asking for: [credit the deposit / release the withdrawal / explain the adjustment]
Attached: [receipt, dashboard screenshot, terms screenshot]

Send it once, on one channel, and wait a stated period before following up. Opening four tickets about the same problem splits the history across four threads and slows the answer rather than speeding it. If you do follow up, reply inside the existing thread so the record stays in one place.

Step four: measure the reply against the operator's own published rules

Before deciding whether a response is unreasonable, check it against what the operator has actually published. A surprising share of complaints turn out to be rules a player did not know existed.

RulePublished valueWhat it means for your complaint
Minimum withdrawalRM50Requests below this will not process
Withdrawal ceilingRM50,000 per transaction and per dayA larger balance must be taken across days
FrequencyMaximum 3 withdrawals per dayA fourth request the same day is expected to fail
Name matchingPayout account must match the registered holderThird-party accounts are refused, which is an anti-fraud rule rather than a delay tactic
VerificationIC requiredA first withdrawal can take longer while documents are checked
CancellationAllowed while unprocessedYou can withdraw a request that has not yet been actioned
Minimum depositRM30Smaller transfers may not credit
Crypto networkUSDT TRC-20 only, minimum 100 USDTERC-20 and BEP-20 are not supported

Two entries deserve emphasis. The name-matching rule causes more held withdrawals than any other single clause, and it is not negotiable, because it exists to prevent accounts being used to move other people's money. Second, the unsupported networks matter: sending USDT on ERC-20 or BEP-20 to a TRC-20 address is a self-inflicted loss that no support ticket can reverse. The same applies to wallets that are not accepted at all, including Boost, GrabPay and ShopeePay.

Step five: escalation, and the exact point where it stops

Escalation inside the operator is straightforward. Ask for the ticket to be raised to a supervisor, restate the facts in the same structure, give a reasonable deadline in writing, and keep every reply.

Escalation outside the operator is where Malaysian players should adjust expectations. In a market where the operator publishes a licence number, you would look that number up on the regulator’s register, confirm the corporate entity, and file with the regulator or with whatever alternative dispute resolution body the licence requires.

That route does not exist here. Malaysia issues no licences to online casinos, so there is no local register for any operator. U88 has not published a foreign licence number or a verification link that we can check on any regulator’s register. The consequence is structural rather than a judgement about the brand: there is no third party with an obligation toward your account, and no external body that can compel a response.

This is precisely why the evidence step comes before the ticket step, and why we say so on our methodology page as well. Where escalation has no external endpoint, documentation is the only leverage a player holds.

What the payment rail can and cannot do for you

Your bank or wallet provider is a separate party with its own records, and that is genuinely useful. It can confirm that a transfer left your account, when, and to which beneficiary, which settles a whole category of dispute where the operator says nothing arrived.

What the rail cannot do is adjudicate a gambling dispute. A payment provider can confirm transmission; it has no view of your balance, your bonus status, or whether a wagering condition was met. Approaching a bank with a complaint that is really about a bonus term produces a slow answer to the wrong question.

Crypto is a category of its own. A confirmed TRC-20 transfer cannot be reversed by anyone, including the operator, and the transaction hash proves only that funds moved to an address. If you are uncomfortable with irreversibility, the local rails leave you with more recourse, and that is a reason to prefer them that has nothing to do with convenience.

Three things we cannot do, stated plainly

This is an independent editorial site. We do not hold player funds, process payments, or have any access to account systems. Specifically:

  • We cannot release, expedite or reverse a withdrawal, and nobody who offers to do so for a fee can either.
  • We cannot see your account, your balance, your documents or your ticket history.
  • We cannot arbitrate. We have no standing over the operator and no ability to compel a reply.

What we can do is tell you what the published rules say, and correct this page when a reader shows us it is wrong. If a rule quoted here does not match what you see on the live site, write to [email protected] with the detail and we will recheck it.

Prevention is cheaper than escalation

Almost every dispute in this market traces back to one of four preventable causes: a mismatched account name, a bonus condition the player had not read, a payment method or network that was never supported, or an absence of any record from the day the terms were agreed.

Verifying your identity before your first withdrawal rather than during it removes the first two days of most delays. Screenshotting terms on the day you opt in removes the argument entirely. Checking that your method appears on the accepted list before transferring removes the third. None of these takes more than a few minutes, and all of them are worth more than any complaint template.

If the underlying problem is that you are chasing losses rather than disputing an error, the more useful page on this site is responsible gaming, and we would rather you read that one first.

Key takeaways

  • Identify which of four states your money is in before opening a ticket. The wrong label costs days.
  • Capture deposit receipts, transaction references, dated terms screenshots and support transcripts before you complain.
  • Check the reply against U88 published rules: RM50 minimum withdrawal, RM50,000 daily ceiling, 3 withdrawals a day, name matching, IC verification.
  • No licence number is published and Malaysia licences no online casinos, so there is no external regulator to escalate to.
  • USDT on TRC-20 is irreversible, and ERC-20, BEP-20, Boost, GrabPay and ShopeePay are not supported at all.

Frequently Asked Questions

Check it against the published rules before complaining: the minimum is RM50, the ceiling is RM50,000 per day, and a maximum of 3 withdrawals a day applies. Then open one ticket containing the amount, the timestamp, the method and the reference.
Payouts must go to an account in the registered holder name, and third-party accounts are refused. This is an anti-fraud rule rather than a delay, and the fix is to withdraw to an account in your own name.
Yes, while it is still unprocessed. Once it has been actioned, cancellation is no longer available.
No gambling regulator issues licences to online casinos in Malaysia, so there is no local register or complaints body for this category. No verifiable foreign licence number has been published either, which means escalation ends with the operator.
No. Only TRC-20 is supported, with a minimum of 100 USDT, and a confirmed transfer on any network cannot be reversed by the operator or by anyone else.
The published requirement is your IC. Completing this before your first withdrawal rather than during it removes the most common source of delay.
